Key Responsibilities:

\u2022 Team Management: Lead, coach, and manage a team of support leads, quality analysts,<\/p>\n\n\n\n

and frontline agents handling inbound\/outbound queries during the night shift.\u2022 Service Delivery: Ensure service level agreements (SLAs), turnaround times (TATs), and<\/p>\n\n\n\n

customer satisfaction metrics (CSAT\/NPS) are consistently met or exceeded.\u2022 Client Escalations: Act as the senior point of contact for escalated client issues during<\/p>\n\n\n\n

the night shift; resolve critical incidents with urgency and professionalism.\u2022 Performance Monitoring: Utilize dashboards and analytics to monitor agent<\/p>\n\n\n\n

productivity, ticket resolution times, and customer satisfaction scores.\u2022 Compliance: Ensure that all customer interactions adhere to regulatory requirements<\/p>\n\n\n\n

such as PCI DSS, GDPR, RBI\/SEBI (for fintech), and internal quality standards.\u2022 Continuous Improvement: Identify and drive opportunities for process improvements,<\/p>\n\n\n\n

automation, and support optimization.\u2022 Collaboration: Work closely with cross-functional teams including product, risk,<\/p>\n\n\n\n

compliance, and engineering to ensure end-to-end client issue resolution.
<\/p>\n\n\n\n

Required Qualifications:

\u2022 Bachelor’s degree in Business, Finance, IT, or related discipline; MBA preferred.\u2022 8\u201312 years of experience in customer support\/service delivery, with at least 3\u20135 years in<\/p>\n\n\n\n

a managerial role handling night shift operations.\u2022 Experience in the fintech domain or BPO setup supporting global fintech clients is highly<\/p>\n\n\n\n

desirable.\u2022 Strong analytical, reporting, and people management skills.\u2022 Ability to manage large teams (30+ members) across multiple support channels (voice,<\/p>\n\n\n\n

email, chat, social).\u2022 Excellent Communication Skills\u2022 Willingness to work full-time night shifts and be available for weekend\/holiday<\/p>\n\n\n\n

escalations as needed.
<\/p>\n\n\n\n

Preferred Skills & Certifications:

\u2022 ITIL, Six Sigma, or COPC certifications are a strong plus.\u2022 Knowledge of fintech regulations such as PCI DSS, AML\/KYC, RBI\/SEBI guidelines.\u2022 Experience in leading client onboarding or transitions in a BPO or shared services<\/p>\n\n\n\n

environment.
